Always offer a person
Make "talk to a person" work at any point in the call, and transfer with context so the caller does not have to repeat themselves. Knowing the exit exists makes callers more willing to continue.
Finish with a concrete outcome
A booked appointment, a confirmed callback time, or a text with the next step gives the call a clear end. Calls that end with "someone will be in touch" feel unfinished.
How to Measure It in Your Own Business
Do not rely on industry averages. Measure your own calls during a pilot:
- Early abandonment rate: calls that end within the first 15 seconds
- Containment rate: calls fully resolved without a transfer
- Transfer rate and reasons: where callers asked for a person, and why
- Booking or conversion rate: calls that ended with the intended outcome
- Callback rate: callers who hung up and called back
